A customer tells a friend over coffee. A prospect hears the friend&#8217;s recommendation and visits the site. The conversation is unpaid, unscripted, and unstructured.<\/p>\n<p class=\"wp-block-paragraph\">The distinction from a referral program matters. A referral program is structured, with an incentive, a tracking mechanism, and a defined action (refer a friend, both get $50). Word of mouth is the conversation that happens without any of that.<\/p>\n<p class=\"wp-block-paragraph\">The two are different. The two are connected. A customer who has a great experience is more likely to refer, and more likely to talk. The referral program captures one part of the conversation. The conditions are not equal. Some matter more than others. All seven are useful for designing the system.<\/p>\n<p class=\"wp-block-paragraph\">First, the customer got a result they did not expect. The product did more than promised. The customer is surprised. The surprise is the part they talk about.<\/p>\n<p class=\"wp-block-paragraph\">Second, the customer solved a problem they had been stuck on for a long time. The product removed a specific blocker. The customer feels relieved. The relief is the part they share.<\/p>\n<p class=\"wp-block-paragraph\">Third, the customer had an experience that was unusually good or unusually bad. The service was fast, the support was human, the product felt like it was made for them. The exceptional experience is the part that becomes a story.<\/p>\n<p class=\"wp-block-paragraph\">Fourth, the customer feels they discovered something others do not know about. The product is underrated. The customer is the one who knows. The loyalty produces the conversation.<\/p>\n<h2 class=\"wp-block-heading\">The five things that stop customers from talking<\/h2>\n<p class=\"wp-block-paragraph\">The five blockers are the conditions that prevent the conversation. The system that addresses the blockers produces more WOM. The system that ignores the blockers produces hope, not results.<\/p>\n<p class=\"wp-block-paragraph\">First, the customer did not get a result. The product was average. The customer has nothing to talk about. The conversation does not happen.<\/p>\n<p class=\"wp-block-paragraph\">Second, the customer got the result but did not know it was the product. The customer is not aware of the causal link between the product and the result. The result is invisible. The conversation does not happen.<\/p>\n<p class=\"wp-block-paragraph\">Third, the customer does not know who to talk to. The customer&#8217;s friends are not in the same situation. The customer cannot place the conversation.<\/p>\n<p class=\"wp-block-paragraph\">Fourth, the customer is afraid of looking like they are selling. The customer does not want to be the person who always recommends a product. The customer is more likely to talk about the negative than the positive. The negative WOM is louder than the positive.<\/p>\n<h2 class=\"wp-block-heading\">Designing a WOM-supporting system<\/h2>\n<p class=\"wp-block-paragraph\">The system has four parts. The parts are a cycle, not a sequence. The customer who has a great experience enters the cycle, produces a conversation, the conversation is captured (when appropriate), and the capture is recirculated back to the next customer. The conversation is the actual talk. The system supports the conversation by giving the customer a reason to talk (the trigger), a context to talk in (a friend in a similar situation), and a language to talk in (the specific feature or result). The conversation is the part the system cannot control. The system can only produce the conditions.<\/p>\n<p class=\"wp-block-paragraph\">Third, the capture. The capture is the optional step where the conversation becomes a testimonial, a case study, a review, or a referral. The capture only happens when the customer is willing. The system that forces the capture produces resentment, not WOM. The system that asks at the right time produces both the conversation and the capture.<\/p>\n<p class=\"wp-block-paragraph\">Fourth, the recirculation. The recirculation is the part where the captured WOM (the testimonial on the website, the case study in the sales deck) becomes the trigger for the next customer&#8217;s conversation. The next customer sees the testimonial, evaluates the product, has their own experience, and the cycle continues.<\/p>\n<h2 class=\"wp-block-heading\">Measuring WOM<\/h2>\n<p class=\"wp-block-paragraph\">The three metrics that matter. First, NPS, the percentage of customers who would recommend minus the percentage who would not. Second, organic mentions, the number of times the brand is mentioned on social, in forums, in product review sites, without any paid or structured ask.<\/p>\n<p class=\"wp-block-paragraph\">Third, customer surveys, the qualitative answers to &#8220;how did you hear about us?&#8221; and &#8220;have you recommended us to anyone?&#8221;<\/p>\n<p class=\"wp-block-paragraph\">The metrics are lagging indicators. The system that produces the conditions (great product, great service, great support) is the leading indicator. The leading indicator is the right place to focus, because the lagging indicator is the result of the leading indicator.<\/p>\n<h2 class=\"wp-block-heading\">The realistic timeline<\/h2>\n<p class=\"wp-block-paragraph\">One quarter. The first month is the audit. The second month is the system design.
